A day in the life

1A customer service representative listens through a headset while comparing a highlighted bill charge across two account screens.

Trace a surprise charge

When someone disputes a bill, ask which item surprised them, then search several account screens for the reason.

2A representative submits a bill adjustment on his computer and explains the confirmed correction through his headset.

Enter the refund or exchange

Type a refund, exchange or bill adjustment into the computer system, then tell the customer the result.

3A representative types an account note recording the customer's concern and the correction made.

Leave a note on the account

Write the customer's worry and your actions in the account so another representative can pick up later.

4A representative follows up on an unresolved complaint with a colleague, comparing the case history with the current account status.

Hand off, then follow up

Send an unsettled complaint to the department that can investigate it, then check that the promised fix happened.

Things to weigh

  • You may need to stay composed through an angry conversation, then start fresh with the next caller.
  • Call centers may track call volume and monitor your conversations.
  • Some billing teams need evening, weekend and holiday coverage.

Account software helps you find billing details; customer self-service handles some simple requests.

What people still lead

You ask follow-up questions and explain complicated answers when a routine response does not settle the problem.

What we can’t predict yet

How much of a complicated complaint software can handle—and when a person takes over—will keep changing.

Try it

See whether the job clicks before you commit to the path.

Read a store's public return policy. Ask a friend to play a customer whose purchase falls outside it. Explain the options without promising an exception, then write a two-sentence account note. Notice whether you enjoy listening, checking details and explaining an unwelcome answer.

Stay safe: Use a made-up purchase; keep real customer information out of the exercise.
